What to protect as you scale up
At the Agra airport, earlier this week, ours was the only flight departing. The security check was slow, meticulous, unhurried. Every bag got attention. It felt almost old-fashioned, and completely reassuring.
At Mumbai, the same process runs on a different logic. Volume, throughput, time. The diligence is still there, somewhere in the system. You feel it differently and yet there is that same reassurance.
I experienced this assurance in Lenovo service experience that followed my laptop battery failure last week. It was systematic, methodical, with regular updates, onsite with a quality check before and after. In a large organisation, running at scale, someone had clearly decided that this mattered enough to build it into how things get done.
Contrast this with the ironing guy near my home. When we first knew him, he was attentive, responsive, genuinely interested in doing it well. As his business grew and the customers multiplied, something changed. The feedback no longer taken seriously, a strange arrogance and the care that was once personal became procedural, and then occasionally absent.
I have had similar experiences with banks over last two decades.
What scales and what doesn't ?A process can break under volume. Something in the culture, in the DNA, in how people understand why the work matters, holds differently.
The question for a leader scaling up is not just how to grow, but what to protect as you do.
